Welcome & Opening Keynote: Inspire Change And Break Boundaries With Leadership Storytelling
Leaders who connect with emotions through leadership storytelling better inspire and drive change. When leaders identify and activate their “narrative assets” — their value-holding stories — they emotionally connect to create engagement and belief around their work. There’s no faster or more human way to align people to action.
In this session, we explore:
- How storytelling in business helps cement ideas in a way that simple facts and data don’t.
- Why storytelling can be a game changer for tech leaders.
- How to develop your “narrative assets” to build for the future.
Speakers:
Pascal Matzke, VP, Research Director, Forrester
Phil Brunkard, CIO Executive Partner & Senior Analyst, Forrester
David Hutchens, Author, The Storytelling Leader
Dismantle The Efficiency Hamster Wheel, And Lead The Marketplace Through Effectiveness
Today’s predominant enterprise organisational structures are efficiency trimmed to support cost containment and compliance. However, they hamper customer outcomes, are not built to retain scarce talent, limit realising the potential of automation and software platforms, and stand in the way of cross-silo collaboration.
In this session, the audience will explore:
- Why the efficiency focus prevents significant customer and employee experience improvements.
- What to do about efficiency-focused organisational structures.
- How effectiveness can be prioritised in any organisation.
Speakers:
Bernhard Schaffrik, Principal Analyst, Forrester

No More “While You’re Here” - How TOPdesk is helping our IT department, and our university, mature
We’ve been using TOPdesk at Newman University for just over a year and it’s already helping us on our maturity journey. Following a departmental review in 2020, introducing an ITSM tool was identified as a crucial priority for the department. We felt that TOPdesk were the standout choice to provide this solution, having previously encountered them at a Service Excellence Experience event in late-2019, and we were not wrong.
TOPdesk’s attitude towards Customer Service, Service Excellence, and Enterprise Service Management have allowed us to identify areas to celebrate and improve within our team. Introducing the ITSM tool has allowed us to move from anecdotal towards empirical incident management and with a year’s data we have started to tackle the culture of “While You’re Here” that prevails at the university. This practice, where a user will ask a technician to fix something else while they are in the room, in an ingrained behaviour within the Newman community, both in terms of users making requests and the technicians fulfilling them. TOPdesk has allowed us to support the technicians’ recognition of how dangerous this habit can be, despite how counter-intuitive it may sound at first, and how they can take steps to effect change.
Not content with transforming the performance of our IT department, the quality of consultation and support from TOPdesk has empowered us to take steps towards an Enterprise Service Management philosophy within service departments outside of IT, with a range of other departments making use of the TOPdesk tool. We have helped them integrate their processes into the ITSM, while they have added their content to the self-service portal. This collaboration has fuelled the evolution of the self-service portal as a ‘living document’. It has also helped to tackle the perennial issue of departments working in silos throughout the institution and fostered a culture of working in partnership.
Working with TOPdesk unlocks a network of motivated staff who care about customer service and experience, along with colleagues in similar organisations who can support you on your TOPdesk journey.

Hannah Price, Head of UK Consultancy and Planning, TOPdesk
