After two years of layoffs and reorgs, CX teams enter 2027 at an inflection point. Many have lost staff and influence just as their organizations need a stronger customer focus to navigate AI’s potential to reshape experiences. AI can help CX teams modernize their work and increase their value — but it can also erode differentiation, human connection, and loyalty when companies pursue efficiency without understanding the customer and business trade-offs.

In 2027, the strongest CX teams will use AI as a catalyst to transform. They’ll strengthen their AI expertise, produce more actionable insights, and create the conditions for advanced, responsible automation. The most successful will earn influence at a more strategic level by helping their organizations align major AI choices with their brand promise. Others will use AI merely to do legacy work faster and continue to lose relevance.

Here are three of our five 2027 predictions that highlight the choices and opportunities awaiting CX leaders:

  • Efficiency strategies will eclipse meaningful connection, weakening customer loyalty. Organizations will deploy AI-powered self-service and other types of customer-facing automation mainly to cut costs, assuming that greater efficiency will also improve CX. Many will discover that reducing friction doesn’t automatically strengthen loyalty when the experience lacks differentiation and human connection. This can still be a sound strategy if the savings outweigh the revenue hit, but most brands cannot make that trade-off intelligently because they don’t measure the connection between CX and business results. CX leaders should study the ROI of AI and human experiences, identify the high-stakes moments when a higher-cost human connection maintains a positive return, and help design journeys that seamlessly integrate AI and people.
  • One in five companies will implement fully agentic journey orchestration. These companies will deploy autonomous AI agents to coordinate decisions across customer, employee, and partner journeys. Organizations that reach this level of orchestration will mostly come from those represented by the 25% of AI decision-makers who said they’re already working on AI for CX and use AI to support journey orchestration, though these efforts are likely limited to optimizing decisions within individual functions or journeys. To get there, CX leaders should ensure that their companies invest in the data foundations needed to apply AI at scale and treat journeys as decision systems to create a shared understanding of customer intent, business outcomes, operational constraints, and brand and design standards, plus accountability for human and machine decisions.
  • One in four CX teams will transform legacy CX measurement with AI. They’ll use AI-powered CX analytics and agentic workflows to continuously assess customer and business performance, combine richer data sources, and prioritize proactive interventions using predictive analytics. The shift is already underway: In 2026, 29% of CX decision-makers said their teams planned to boost customer insight and analytics capabilities, while growing vendor offerings make it easier to unify survey data, operational data, and contact center transcripts to generate actionable insights faster. Successful teams will blend AI with human judgment to define the metrics that matter and use them more effectively to improve CX. They’ll also resist pressure to treat AI only as an efficiency tool — avoiding the trap of accelerating legacy measurement activities or automating dysfunction with unvalidated AI outputs.
